Quality Assurance Monitoring

Mystery shoppers visit once a quarter. Cameras are there every day, and the standards you set can be checked against them.

Service standards tend to be strongest on the day the area manager visits. Continuous observation gives you a more honest picture: how long customers actually wait, whether the counter is covered at 4pm, and how the store looks on a wet Tuesday.

Quality observations are reported at store level and are intended for coaching. They work best when staff know the standards, know that observation happens, and see the results used to improve rather than to punish.

Audio and conversation

Audio or conversation monitoring is only offered where it is legally permitted in your jurisdiction, properly disclosed, technically supported by your system, and approved by you in writing. Most quality observation is visual only.

Purpose

Quality observations are operational coaching material. Employment decisions based on them remain the client’s responsibility and should follow your own disciplinary and performance procedures.

Questions

Questions about quality assurance monitoring

Can you score staff against our own checklist?

Yes, provided the items on it are visible on camera. Items that depend on what was said, or on something happening off camera, cannot be assessed reliably and we will say so before starting.

How often are quality reports produced?

Most clients use weekly or monthly. Daily quality reporting tends to produce more noise than insight unless a store is under active remediation.

Do you need audio to assess customer service?

Not for most of it. Greeting, acknowledgement, queue handling, counter coverage, and response time are all visible. Tone and wording are not, and we do not infer them.
